The goal was to speed up resolution while minimizing operational and customer impact resulting from those incidents across their global technology services organization.<\/p>\n<h3>Challenge<\/h3>\n<p>The challenges were multi-faceted:<\/p>\n<ul>\n<li>Incidents were becoming more complex, increasing the probability and risk of major outages<\/li>\n<li>The geographically disbursed team of Subject Matter Experts (SMEs) required a high-degree of coordination during the incident handling process<\/li>\n<li>The organization was lacking a consistent, repeatable approach for taking control of incidents and keeping everyone \u201con the same page\u201d<\/li>\n<li>Inconsistent data gathering reduced the effectiveness of Problem Management during potential RCA investigations at a later stage<\/li>\n<li>SLAs were at risk of being missed.<\/li>\n<\/ul>\n<p>In order to respond to these challenges, the company engaged KepnerTregoe to introduce a scalable approach to High Severity Incident Management and improve the core performance metrics: Time-to-Restore, Variation and \u201cAvoidance of Global Incidents\u201d (incidents of the highest severity level).<\/p>\n<h3>Solution<\/h3>\n<p>A pilot project was implemented. Over a four-month period, Kepner-Tregoe worked with the High Severity Incident Management group of one of the major technology groups.<\/p>\n<p>The major phases of the project included:<\/p>\n<ul>\n<li>An analysis of the Incident Management function in order to baseline performance and assess the underlying capabilities, processes, and IT ecosystem<\/li>\n<li>A streamlining of the High Severity Incident Management process with respect to the sequence of process steps and the execution of those steps<\/li>\n<\/ul>\n<h3>Scorecard<\/h3>\n<ul>\n<li>74% reduction in Mean-Timeto-Restore<\/li>\n<li>77% reduction in Variation and Increase in the percentage of \u201cGlobal Incidents Avoided\u201d<\/li>\n<li>Improvement in process quality and consistency<\/li>\n<\/ul>\n\n\n<p class=\"wp-block-paragraph\"><\/p>\n","protected":false},"author":8,"featured_media":6363,"template":"","client-success-story-category":[275,278],"class_list":["post-42784","client-success-story","type-client-success-story","status-publish","has-post-thumbnail","hentry","client-success-story-category-consumer-products","client-success-story-category-it-communication"],"acf":[],"yoast_head":"<!-- This site is optimized with the Yoast SEO Premium plugin v27.7 (Yoast SEO v27.7) - https:\/\/yoast.com\/product\/yoast-seo-premium-wordpress\/ -->\n<title>Improving IT Incident Management Performance - Kepner-Tregoe<\/title>\n<meta name=\"description\" content=\"Client Target Corporation wanted to close the gap in their high severity incident management processes.
