Diese Prozesse basieren in der Regel auf bew\u00e4hrten Kundenservice-Methoden und\/oder Standard-IT-Service-Management-Praktiken wie ITIL. W\u00e4hrend sie im Allgemeinen effektiv f\u00fcr die Bearbeitung gro\u00dfer Mengen von Incidents mit geringen Auswirkungen und Serviceanfragen sind, greifen diese Prozesse zu kurz, wenn es um die Verwaltung von Major Incidents geht, die eine v\u00f6llig andere Kategorie darstellen. Major Incidents erfordern einen einzigartigen und separaten Ansatz.   <\/p>\n\n<h2 class=\"wp-block-heading\">Auswirkung und H\u00e4ufigkeit<\/h2>\n\n<p class=\"wp-block-paragraph\">Ein Standard-Incident betrifft in der Regel nur wenige Anwender, was Reaktions- und L\u00f6sungszeiten erm\u00f6glicht, die typischerweise l\u00e4nger sind, um die Betriebskosten niedrig zu halten. Major Incidents hingegen haben erhebliche Auswirkungen auf das Unternehmen als Ganzes. Obwohl sie erfreulicherweise selten sind, k\u00f6nnen Major Incidents bei ihrem Auftreten ganze Gesch\u00e4ftsbereiche st\u00f6ren. In diesen Situationen \u00fcberwiegen die finanziellen Auswirkungen des Incidents die Kosten f\u00fcr dessen Behebung bei Weitem, was die Reaktionsgeschwindigkeit und -qualit\u00e4t zu den entscheidenden Erfolgsfaktoren macht.   <\/p>\n\n<h2 class=\"wp-block-heading\">Beteiligte Kompetenzen und Rollen<\/h2>\n\n<p class=\"wp-block-paragraph\">Im Allgemeinen bearbeiten Service-Desk-Mitarbeiter mit begrenzter Ausbildung und technischem Fachwissen die meisten Incidents. Komplexe Probleme werden an Second- oder Third-Tier-Supportteams mit spezialisierterem Wissen eskaliert. Das Ziel bleibt jedoch, Probleme mit den technisch am wenigsten qualifizierten (und kosteng\u00fcnstigsten) verf\u00fcgbaren Ressourcen zu l\u00f6sen. Major Incidents erfordern eine v\u00f6llig andere Strategie. Hier sollte der Fokus darauf liegen, die Personen einzubinden, die die St\u00f6rung am schnellsten beheben k\u00f6nnen, um so die weitreichenden gesch\u00e4ftlichen Auswirkungen zu minimieren. In der Regel handelt es sich bei diesen Ressourcen um hochqualifizierte (und entsprechend kostspielige) Fachexperten.     <\/p>\n\n<h2 class=\"wp-block-heading\">Prozesse<\/h2>\n\n<p class=\"wp-block-paragraph\">In den letzten Jahren hat sich bei den Incident-Management-Prozessen ein Wandel hin zu Self-Service, Automatisierung und asynchronen Support-Interaktionen (z. B. E-Mail-basierte Interaktionen mit globalen Callcenter-Teams) vollzogen. Dieser Ansatz ist darauf ausgelegt, die Skalierbarkeit von Incident-Management-Prozessen zu optimieren und gleichzeitig die menschliche Interaktion zu reduzieren. Diese Betonung der Skalierbarkeit geht jedoch oft zu Lasten der Zeit, die zur Behebung komplexerer St\u00f6rungen ben\u00f6tigt wird. Major-Incident-Prozesse m\u00fcssen daher in die entgegengesetzte Richtung optimiert werden, wobei die Effektivit\u00e4t der L\u00f6sung und die Geschwindigkeit der Behebung Vorrang vor Ressourcenkosten und Automatisierung haben.   <\/p>\n\n<h2 class=\"wp-block-heading\">Kommunikation<\/h2>\n\n<p class=\"wp-block-paragraph\">In typischen Incident-Szenarien k\u00f6nnte das Management die Notwendigkeit zur Kommunikation als Misserfolg wahrnehmen. Major Incidents unterscheiden sich dadurch, dass eine aktive und breite Kommunikation mit den Stakeholdern nicht nur hilfreich f\u00fcr die genaue Einsch\u00e4tzung der Auswirkungen ist, sondern auch unerl\u00e4sslich, um Erwartungen zu steuern und den Stakeholdern zu versichern, dass die Situation unter Kontrolle ist. Bei vielen Major Incidents spielt die durch die Kommunikation erzeugte Wahrnehmung eine wichtigere Rolle bei der Gestaltung der Gesamtauswirkung als das technische Problem und die damit verbundenen Symptome.
